Make human handoff a part of your support design

Decide where automation ends and what your team needs to continue a conversation.

Choose the boundaries early

Some questions are repetitive; others require judgment or access to information the assistant does not have. Identify those boundaries before adding automation. A clear route to your team is part of a useful customer experience.

Carry the context forward

When a person takes over, the conversation should give them a starting point. Review the customer’s question, what they have already been told, and the relevant product or order context that is available. Avoid asking the customer to repeat everything.

Set an honest expectation

Tell customers what the next step is. Do not promise an immediate response if your team cannot provide one. Clear expectations make it easier for the customer to decide whether to wait or use another support route.

Learn from the handoffs

Review the conversations that repeatedly need a person. Some may reveal missing product details or unclear policies. Others belong with your team by design. Improve the information where you can and preserve personal attention where it matters.
